The renewal that became a chargeback
A customer finds a $479 annual renewal on his card. He is inside the refund window and says he wants a monthly plan. The agent defends the charge, warns him about suspension, and he hangs up to call his bank.
Reconstructed call. No real customer, no real company.

Report headline
This call was recoverable and was not recovered. The customer was 6 days into a 14-day full-refund window and said he wanted a monthly plan. Neither option was offered, and he left to dispute the $479 with his bank.
A refund on the call keeps a $49.99-a-month customer who said “me gustan las cajas.” A chargeback most likely loses the $479 anyway, adds a dispute fee and a mark on the merchant account, and loses the customer.
Scorecard
Five areas, one reason code and one strict judgment: was this call recoverable?
| Area | Finding | Timestamp | Note |
|---|---|---|---|
The agent only offered to cancel next year’s renewal. She should have switched him to monthly with the difference refunded, plus the free box. |
| De-escalation and tone | Mishandled | 00:33 · 01:19 | “Usted aceptó los términos,” then a warning about suspension. He had said the money was for rent. He heard it as a threat: “¿Me está amenazando?” |
| Dispute prevention | Mishandled | 01:10 | He said he would report an unauthorized charge. She answered with consequences instead of the refund he was entitled to. The call ended with a dispute likely. |
| Policy execution | Mishandled | 01:06 | “Las renovaciones anuales no son reembolsables.” Incorrect: policy allows a full refund within 14 days, and he was charged 6 days ago. |
| Cancellation reason | Billing Surprise | 00:25 | He thought the plan was month to month and didn’t expect an automatic $479 renewal. |
| Recoverable? | Yes | 01:33 | A specific objection (an unexpected annual charge) and three allowed options that were never used. |

What should have happened
The same moments, with wording your agents could use. Each offer is one the policy already allowed.
Las renovaciones anuales no son reembolsables, señor. Lo siento.
Annual renewals are non-refundable, sir. I’m sorry.
I’m very sorry about the surprise, Mr. Ramírez, especially if that money was for rent. Since the charge was only six days ago, I can refund the full $479 today.
Entiendo. ¿Desea que cancele la renovación automática entonces?
I understand. Would you like me to cancel the automatic renewal, then?
I’m glad you like the boxes. I can move you to the $49.99 monthly plan and refund the difference, and I’ll send you a free box for the trouble. Does that sound good?
What to fix first
- Check the refund window before answering any refund question.
- Treat “banco”, “no autorizado” and “disputa” as a signal to resolve the call with an allowed option, never with consequences.
- Never describe account penalties in reply to a dispute threat. Customers hear it as a threat.
- Replace “usted aceptó los términos” with an acknowledgment of the surprise.
- He says he never received the renewal reminder. Check that Spanish-speaking customers get it, in Spanish.

CajaViva, buenas tardes, habla Brenda. ¿En qué le puedo servir?
CajaViva, good afternoon, this is Brenda. How can I help you?
[tense] Yes, hi. I was just charged four hundred seventy-nine dollars on my card and I didn’t authorize that.
Let me check. Can I have your order number or your email?
[correo electrónico].
[email address].
[typing] All right, Mr. Ramírez. I see it’s the automatic renewal of your annual plan.
¿Plan anual?
Annual plan? I signed up a year ago with a promotion. Nobody told me it would renew on its own, much less for that amount.
Sir, automatic renewal is in the terms and conditions you accepted when you signed up.
[suspira fuerte] Mire, yo no leí ninguna letra pequeña. Yo pensé que era mes a mes. Ese dinero era para la renta.
[heavy sigh] Look, I didn’t read any fine print. I thought it was month to month. That money was for rent.
I understand, but the charge is correct. Also, a reminder was emailed to you 30 days ago.
Pues yo no recibí nada. [pausa] ¿Me lo pueden devolver o no?
Well, I didn’t get anything. [pause] Can you refund it or not?
What I can do is cancel next year’s renewal, so you won’t be charged again.
Next year? I’m talking about the four seventy-nine right now.
Las renovaciones anuales no son reembolsables, señor. Lo siento.
Annual renewals are non-refundable, sir. I’m sorry.
[raises his voice] Non-refundable? You charge me without proper notice and now you won’t give it back. Then I’m going to call my bank and report it as an unauthorized charge.
That’s your right, sir. But I should tell you that if you open a dispute, your account will be suspended and you’ll lose the remaining boxes on your plan.
¿Me está amenazando?
Are you threatening me?
No, señor, solo le explico el procedimiento.
No, sir, I’m just explaining the procedure.
[long pause] Look, I just wanted to stay on the month-to-month plan. I like the boxes. But not like this.
Entiendo. ¿Desea que cancele la renovación automática entonces?
I understand. Would you like me to cancel the automatic renewal, then?
[tono cortante] Haga lo que quiera. Yo ya voy a llamar al banco.
[curt] Do whatever you want. I’m calling the bank.
Very well. The renewal for the next period is cancelled. Anything else I can help you with?
No.
No.
